A customer whose refund has not arrived does not care which department is at fault. They want someone to read the history, explain what happened and tell them what comes next, and a customer support executive has to do that over a phone call, a chat window, an email thread or WhatsApp, many times a shift, while the helpdesk timer runs. For a lot of customers, this person is the company.

The sections below give you a copy-ready template, then cover progression, practical screening, ad mistakes and how to decide between contract, contract-to-hire and permanent hiring for a support desk.

How the customer support role changes by level

Support executive, entry level

New joiners answer common requests from scripts and macros, with supervision on tricky cases. Hire for attitude, language and accuracy, because the product can be taught. Be specific about the training period, including when the person starts taking live contacts.

Experienced or senior executive

This person takes harder cases, handles complaints that have already been escalated and helps newer colleagues. The ad can ask for sound quality scores, better judgement on exceptions and help with knowledge base updates. They still work the queue, and that sets them apart from a lead.

Support team lead

A lead manages rosters, queue coverage, quality audits and coaching, and reports CSAT, response and resolution times upward. This is a people job, so write a separate description instead of adding a line to the executive’s. An excellent executive does not always make a good lead, and interviews should test coaching directly.

Customer support skills that matter most, and how to check them

  • Empathy under pressure. Role-play an angry customer whose order is late for the second time. Note whether the candidate acknowledges the problem, avoids defending the company and offers a clear next step.
  • Language and tone. For voice roles, hold the screening over a phone call and judge clarity, pace and listening. For chat or email, ask for a written reply to a sample complaint, and check grammar and warmth.
  • Problem-solving within rules. Give a case that falls just outside policy, and ask what they would do. You are looking for someone who neither refuses mechanically nor invents a promise.
  • Ticket discipline. Show a messy case history and ask them to write the handover note for the next team. Good notes save the customer from repeating everything.
  • Multitasking and typing. For chat roles, run a short simulation with two conversations at once while they look up details in a sheet. Speed matters less than keeping the customers straight.
  • Shift comfort. Ask what the shift would mean for their commute and home routine. Honest answers here prevent early exits.

Listen to how the candidate talks about past customers. People who describe them with contempt in an interview rarely hide it on a tough call.

Common customer support executive job description mistakes

  • Calling it “BPO” and stopping there. The label tells candidates nothing about the work. Fix: name the product, channels, languages and types of query.
  • Confusing support with customer success. A customer success manager owns adoption and renewals on a book of accounts. Fix: keep this role focused on resolving issues, and write the other role separately.
  • Slipping in sales targets. Hidden upselling goals upset new hires and change how customers are treated. Fix: declare any cross-sell expectation in the ad, or remove it.
  • Leaving out metrics. Applicants with experience want to know how they will be measured. Fix: name the measures you use, such as CSAT, first response time, resolution time or quality score.
  • Blurring technical and general support. Technical support executives replicate bugs and raise tickets in Jira, which is a different skill. Fix: state whether troubleshooting is part of the job.

Contract, contract-to-hire or permanent: which suits a customer support executive

Contract staffing suits predictable peaks: festive sales, a product launch, a migration that will bring in extra tickets, or a season when query volumes rise. Allow enough time to train people, because a seasonal hire who joins on the first day of the peak will struggle.

Contract-to-hire helps you see real quality scores and attendance before you commit. It works well for a new language or new shift, when you are unsure how many people the desk needs for the longer term.

Permanent hiring fits a core team handling complex products or sensitive accounts, where experienced staff resolve more and need less supervision. Zilo AI helps businesses hire customer support executives in India on contract, contract-to-hire or permanent terms, screening communication, empathy under pressure, helpdesk tools, language skills and shift comfort, and it offers volume hiring when a whole desk is needed. Frequently asked questions

What should a customer support executive job description include?

List the channels, languages, query types, helpdesk, shift and measures of success. Say who the person escalates to, and describe what the first weeks of training look like.

What is the difference between customer support and customer success?

Support reacts to issues raised by any customer. Customer success works proactively with assigned accounts on onboarding, adoption and renewals, and is usually closer to revenue.

What is the difference between customer support and technical support?

Customer support handles account, order and service queries by following established processes. Technical support troubleshoots product and integration faults, reproduces bugs and sends clear tickets to engineering.

Should voice and non-voice roles have separate job descriptions?

Yes, or at least separate screening. Strong chat agents may be uneasy on calls, and strong phone agents may write poorly, so test the channel the person will actually use.

Which metrics belong in the job description?

Choose a small set, usually CSAT, first response time, resolution time and quality score. NPS reflects the wider company experience, so it works better as a team measure.
